How a ticketing system works
Behind the scenes, every ticket moves through a defined lifecycle. In Raiseaticket it looks like this:
Capture the request.
A customer opens a ticket by emailing your support address or submitting the web-portal form; an agent can also raise one on a customer's behalf. Raiseaticket gives every account a dedicated support address (like [email protected]) the moment you sign up.
Create the ticket.
The request becomes a unique ticket, timestamped and set to an Open status. The creation timestamp is what the first-response clock is measured against.
Categorize and prioritize.
The ticket is sorted by category, labelled with tags for context, and given a priority (Low, Medium, High, or Urgent) so the most important work rises to the top.
Route and assign.
The ticket lands in the right group (a team organized by expertise or department) - your email and web channels can route to a group automatically. From there an admin or an agent assigns it to the person who will own it.

Where tickets come in
There are three ways a ticket starts, and all three end up in the same queue. Nobody has to know or care which route was used.
- The customer emails your support address - your portal gets its own address when you sign up. If you would rather keep the address you already publish, forward it there and your customers never see the change.
- The customer submits the form on your web portal - useful when you want particular details every time rather than whatever an email happens to mention.
- An agent raises one on the customer's behalf - for requests that arrive by phone, in a corridor or in a meeting, so they are tracked like everything else.
By default anyone can submit through the web form, signed in or not, with a captcha to keep out bots. If you only want known people raising tickets, switch it under Settings > Web Channel to accept authenticated requests only.
Either way the sender gets an automatic acknowledgement with the reference, so they know it arrived. A first-time sender is added to your user list at the same moment, and is grouped under their company by email domain - so the company view builds itself rather than needing to be maintained.
Working a ticket in the portal
Agents and customers sign into the same portal and see very different things. That difference is the whole point of it.
What the agent sees
- A filtered queue - tickets narrowed by status, priority, group or category, so an agent opens a short list rather than everything.
- Reply or note - a public reply goes to the customer, a private note stays internal. Same thread, different audience, and it is the distinction that matters most day to day.
- One owner at a time - a ticket is assigned to a single agent, not shared between several. That is what stops two people quietly working the same thing.
- Status as the signal - Open, Pending, In Progress, Resolved, Closed. Pending is the useful one: it records that you are waiting on the customer, not on yourself.
- The clock - response and resolution targets run against your working hours, and breach reminders warn the admins and agents you nominate before a target is missed rather than after.
What the customer sees
Their own tickets, with status and full history, and nothing belonging to anyone else. Where it helps, a contact can be allowed to see every ticket raised by their whole company - which is usually what a client's IT lead actually wants.
They do not have to use the portal at all. A customer who came in by email can simply keep replying, and each reply attaches to the same ticket instead of starting a new one. Notifications run both ways on their own: the agent is emailed when the customer replies, and the customer when an agent does, so neither side has to chase. Times are shown in each person's own timezone, so an agent in Malta and a customer in Singapore both read sensible timestamps.
